Guest Communication Software and Your PMS: How to Automate the Whole Guest Journey

Most guest communication tools are bought for one reason: the front desk cannot keep answering the same twelve questions. Most of them disappoint for one reason: they sit beside the PMS instead of on top of it, so somebody still has to move information by hand.

This guide is about the questions that separate a platform which runs the journey from one that sits beside it, for anyone running a hotel, a B&B or a portfolio of vacation rentals.

Integration depth decides it, not the logo count

Guest communication looks like a messaging problem. It is really a data problem. Every answer a guest needs depends on information that lives in your PMS, your lock system, your payment provider and your registration records.

Which is why an integrations page full of logos tells you very little. A logo says a partnership exists. It does not tell you what data moves, in which direction, what actions the connection supports, or how the link behaves at 21:00 on a full-occupancy Saturday. Two platforms with identical partner lists can produce entirely different weeks for your team.

UpMarket runs as a layer on top of your stack: you keep the PMS your team already knows and the locks already on the doors. Its partner directory is published, and it lists more than 70 property management systems, 20 smart-lock brands and 11 access-control systems, plus the authorities it reports to. Check the list, but read each entry for what the connection supports, not for the fact that it exists.

Six questions to ask about the PMS connection

What does it pull, and how often? Reservation details, guest contact and language, arrival and departure, unit, rate, balance, and the status of anything already collected. Ask for the field list and the sync frequency, not a yes.

What can it push back? Documents, statuses, notes, tasks, payment and deposit state — ask which of these, in which direction, for your PMS.

Does the connection reach the door? Smart access is where check-in stops being a form and becomes an arrival. Access issued from the booking state, and no app for the guest to install where the lock provider allows it, is what makes a self-arrival work at 01:00.

What happens when the connection fails? Every integration breaks eventually. Ask whether messages queue and retry, and whether your team is told.

Which channels are first-class? WhatsApp is where guests already are across Europe and Latin America. An inbox that treats it as one entry among six will still have your team copying answers between a portal, an email and a thread.

Who owns the guest record? If check-in, ID verification and legal reporting each hold their own record, someone reconciles them. One record should drive the check-in, the verification, the registration file and the conversation.

The GMS runs the journey — the inbox is how you reach it

UpMarket is a Guest Management System: the execution layer between your PMS and your guests. It coordinates communication, check-in, identity verification, compliance reporting, payments, deposits, smart access and upselling around one guest record.

WhatsApp, the guest app and the staff inbox are not the product. They are the ways guests and staff interact with it. That distinction is the whole comparison: the question is what the system coordinates, not which channel appears first in a list. We take it line by line in our head-to-head with Enso Connect.

What that looks like across a stay

Before arrival. Booking confirmation, directions, the check-in link, the ID request and any configured offer — in the guest’s language, and sent when you decide, since the timing of automated messages is yours to control.

At check-in. The guest scans or uploads an ID; deposit and city tax requirements appear with the amount already calculated and are paid in a few clicks; access instructions are issued; and the registration record is produced from the same information.

During the stay. Questions answered in the thread, day or night, in the guest’s language, from your property’s own information. An upsell suggested when the conversation makes one relevant, and an alert raised when a guest needs a person — with internal notes on the conversation, so the colleague who picks it up starts from context rather than from “hello, how can I help?”.

Before departure. Checkout instructions, a late checkout or extension if it is worth selling, and a review request while the guest is still minded to leave one.

Arrival-day questions late at night land in WhatsApp in Spain, Portugal and Brazil, which is why WhatsApp is the channel UpMarket knows best — with the guest app and the staff inbox running on the same guest record for anyone who prefers them — our Q&A on the guest app and online check-in covers what the guest actually sees.

Compliance is the clearest test of architecture

Where a reporting duty applies — and it varies by country, by region and by property type — the cleanest arrangement is that the details a guest gives at check-in are the details that get verified and the details that get filed. When reporting is handled by a separate module holding its own record, the same information can be gathered twice and reconciled afterwards; how much that costs you depends on the tools and the market, so it is worth asking about directly rather than assuming.

UpMarket handles this natively for Portugal and Spain today. In Portugal, the accommodation bulletin flow asks the guest for ID once the booking is confirmed, has them scan or upload it, generates the report and files it automatically, against a deadline of generally three working days, prompting a retry when an upload fails and alerting the host when ID details are missing — the AL bulletin process is set out in full on our blog. In Spain, reports go to SES Hospedajes and Mossos d’Esquadra — getting set up with SES Hospedajes is a walkthrough of its own.

The benefit is architectural: guest information, online check-in and authority reporting are managed in one system, so there is no second record to reconcile and no separate process to remember. Commercially — a separate point, and worth checking against whatever you compare — that reporting sits inside the plans that include online check-in and ID scanning, rather than being sold as a per-listing module on top.

The upsell is a judgement, not a keyword

A guest who mentions a morning flight is not necessarily asking for early check-in. They may be leaving that day and want somewhere to leave a bag, or arriving early and hoping the room is ready. The signal is real; the right offer is not automatic.

UpMarket uses the conversation and the booking context together — what the guest actually said, the dates they are staying, where they are in the journey — and suggests a relevant option in the same thread while they are still deciding: a late checkout, a bag drop, a transfer, an upgrade — the extras that sell most easily are the ones to configure first. Because it happens in the conversation, the guest can question it and take it without leaving WhatsApp. Upsells are offered inside online check-in too.

What we are not claiming is that the advisor independently confirms availability, checks eligibility, or completes payment and fulfilment. Those depend on how each offer is configured and on your PMS and payment setup — so ask any vendor to show it running against your own inventory, not their demo.

A short checklist

  • What does it read from my PMS, and what can it write back?
  • How often does it sync, and what happens when the connection drops?
  • Is WhatsApp central to the workflow, or one entry in a channel list?
  • Does one guest record drive check-in, verification, access and legal reporting?
  • Which countries’ authority reporting is live today, and what is it sold as?
  • What happens when a guest needs a person — who is told, and with what context?

Where to look next

Every claim above is worth testing on your own property rather than taking ours on trust. The partner list is public on UpMarket’s integrations page. See the plans and pricing, or better, ask for the guest journey to be walked through against your own PMS, channels and workflows, so you can see which parts you would switch on first.

FAQ

How deep does the PMS connection actually go? It depends on the PMS, and we would rather you test it than take a list at face value. The directory names the platforms, smart-lock brands and access-control systems; a walkthrough with your own PMS is the honest way to see which fields and actions are supported.

Does UpMarket replace my PMS or my locks? No. It is not a PMS and not a lock system. It runs as a layer above the stack you already have.

How long does implementation take? We publish no fixed go-live time: it depends on your stack, your channels and how much of the journey you switch on first, so ask for a timeline for your own properties before you commit.

Which countries’ authority reporting is supported? Portugal and Spain today. If you operate elsewhere, ask which authority integrations are available in your market before you count on it.

What happens when a guest needs a human? An alert is raised that a guest needs a person, routed by the rules you set, with the conversation and any internal notes attached, so whoever takes over starts from context.
